Namecheap has demonstrated how timely, transparent and empathetic communication can help a technology company manage a major infrastructure crisis.

The company achieved this after a cooling-system failure at the PhoenixNAP data centre disrupted more than 5,000 servers and several of its services.

Rather than leaving customers uncertain, Namecheap CEO Hillan Klein repeatedly communicated updates as engineers worked with PhoenixNAP to restore cooling and progressively recover affected infrastructure.

From explaining the technical problem and restoration process to publicly apologising and accepting responsibility, Klein maintained a steady flow of information throughout the incident.

At one point, he acknowledged the seriousness of the situation.

“We know that today we have fallen short of the standard you rightly expect from us,” he stated.

His response offers a notable case study in professional crisis management.

Namecheap and What It Does

Namecheap is a technology company focused on helping individuals, businesses and organisations establish and manage their presence online through domain registration, web hosting and related digital services.

According to its corporate description, the company provides “easy domain name registration, affordable hosting plans, and all the best apps,” alongside security, privacy and customer-support services.

Namecheap also describes itself as an advocate for online privacy rights and net neutrality, while placing strong emphasis on customer service. The company says its clients are “#1 around here” and that its customer-service team is available around the clock.

This customer-centric identity became particularly significant during the recent infrastructure crisis, as the company faced the challenge of keeping customers informed while working to restore websites, hosting, email, domains and other services affected by the PhoenixNAP cooling failure.

The Art of Crisis Management

Effective crisis management begins with recognising a problem, assessing its potential consequences and taking decisive steps to contain the situation before it causes greater damage.

Namecheap’s response followed this pattern when its PhoenixNAP data centre experienced a major cooling-system failure.

Rather than keeping affected infrastructure online at the risk of overheating and longer-term equipment damage, the company made the “difficult but necessary decision” to take affected services offline.

Its technical response then focused on restoring safe operating conditions. PhoenixNAP brought two of its four permanent chillers back online, while temporary cooling units were installed and additional repairs undertaken.

Namecheap’s teams remained on site alongside PhoenixNAP, monitoring temperatures before progressively restoring infrastructure.

Klein later explained that restoration would occur carefully, beginning with physical and virtual network devices before customer services, demonstrating that crisis management requires both immediate containment and controlled recovery.

Communications as a Tool of Professional Crisis Management

Beyond the technical response, Namecheap’s handling of the crisis demonstrated the importance of communication as an active component of crisis management.

CEO Hillan Klein repeatedly addressed customers through public updates, explaining what was happening, what had been restored and what remained unavailable.

His messages progressed from infrastructure-level developments to specific customer-facing restoration figures, including updates showing Shared Hosting at 85 percent, VPS Hosting at 97 percent and Dedicated Servers at 90 percent.

He also repeatedly apologised for the disruption, acknowledging that customers rely on Namecheap to keep their websites, email, domains and businesses online. Importantly, Klein did not limit communication to positive developments.

He acknowledged continuing difficulties, stating that “for customers whose services are still unavailable, the outage is not over.”

This combination of transparency, empathy and measurable progress helped keep stakeholders informed throughout the recovery.

Why Communications Matters in Crisis Management

Communication matters during a crisis because uncertainty can quickly become a second crisis, particularly for technology companies whose customers depend on uninterrupted digital services.

By providing frequent updates, Namecheap helped customers understand why services had been taken offline, what engineers were doing to resolve the problem and how restoration was progressing.

This can help protect customer loyalty and trust by demonstrating that the company is neither ignoring the disruption nor concealing its difficulties.

Klein’s eventual admission, “We failed you today,” was particularly significant because it placed accountability ahead of defensiveness.

He also promised a thorough post-mortem examining what happened, where safeguards failed and what needed to change.

By committing to share the findings and corrective actions, Namecheap extended its communication beyond immediate recovery, reinforcing organisational integrity and signalling that customer trust must be earned through actions, not merely words.

Talking Points

Namecheap’s crisis offers an important lesson for communications experts, crisis managers and organisations, when disruption threatens customer confidence, timely, clear and consistent communication is not secondary to technical recovery, it is part of the recovery itself.

Hillan Klein’s repeated updates demonstrated the value of calmness, sincerity, empathy and factual transparency, particularly when customers were uncertain about their websites, email and businesses.

His willingness to acknowledge shortcomings and ultimately say, “We failed you today,” strengthened the credibility of the response by prioritising accountability over defensiveness.

However, the communication strategy also raises an important consideration, Klein appeared to concentrate heavily on X, rather than maintaining equally visible CEO-level communication across platforms such as LinkedIn.

While platform choice may reflect where affected customers were most active, organisations should ideally adopt a coordinated, multi-platform approach to ensure no stakeholder group is left uninformed during a crisis.
